Most likely their IP is blocked and possible outside of USA.

Request their current IP. Have type in good "What is my ip". Then google should show their IP.
Search all our support tickets for that IP. Their current IP may have been blocked in the past.

The client or nurse may need to get a new IP from their ISP, by reseting their modem.

If that does not work and is found to be a blocked IP, please ESCALATE status and send to SERVER MANAGEMENT, with reference of the IP and ticket you found where their IP was blocked.
Give up to 2 business days for the IP to whitelisted, if approved and whitelisted by our IT Security department.
